AI switchboard: how the automatic response works

What an AI phone system is, how it differs from menu-based IVR, what it needs to work and when it makes sense for an SME.

Operation of an AI switchboard that sorts and handles phone calls

The AI switchboard is the conversational version of something that companies have had for twenty years. The substantial difference is that does not ask to press keys: understands what the caller says and routes, or responds, accordingly.

The old key menu fails for a structural reason: it forces you to choose between default options that often do not match the actual reason for the call. The caller chooses the least wrong option, ends up with the wrong person, and the company pays twice.

In summary

  • He understands the Natural Language: no key menu to navigate.
  • Two different projects: Sort (simple) and respond (requires integration).
  • The highest value is out of hours, where calls are lost today.
  • The first technical check is whether the current switchboard can deviate to an external number.
  • Acceptance depends on being able to talk to a person when needed.
  • The long part of the project is not technical: it's deciding what you need to know how to do.

The two possible levels

Level What it does Complexity When Enough
Smart Sorting Understand the reason and move on to the right person Low Structure with multiple departments or people
Structured message Collects who, what, urgency and alerts Low Out of Hours and Peaks
Data Response Recovers information from systems Medium Repetitive Questions with Certain Answer
Complete Action Book, edit, confirm High High Volumes on Defined Flows

The first two levels solve most of the real problems of an SME and cost little. The fourth is what you imagine when you talk about voice AI, and it is also what you need less often.

Warning First check if the existing switchboard can divert calls to an external number. It is the technical assumption of everything: if it does not allow, the project includes the replacement of the telephone system and completely changes in size.

Why smart sorting is already worth a lot

In a facility with multiple people or departments, a substantial proportion of calls reach the wrong person. He who answers listens, understands that it is not for him, transfers. The client repeats everything all over again. It's two interruptions instead of one, and a repeat for the caller.

  1. The system responds and simply asks what it is.
  2. Interpret the free answer, without forcing categories.
  3. Route to the correct person or department.
  4. It passes along with the call a summary of what has been said.
  5. If no one is available, it collects a structured message.

Point 4 is what companies appreciate the most and no one expects: the caller already knows what they are talking about. It eliminates repetition, which is the part that annoys the caller the most.

What it takes for it to work

  • A realistic list of reasons for calling, obtained from those who answer today
  • Answers to Frequently Asked Questions, Written and Updated
  • The routing rules: who does what, and what happens if he is absent
  • An Immediate Path to a Person When the System Doesn't Understand
  • Test with real calls before release, do not simulate in the office

The first point is built in a week by asking who answers to write down the reasons for the calls. It will emerge that they are few and very repetitive, and that list is the specific of the project.

Practical examples

I study with three professionals and a secretary. Calls are about appointments, documents, technical issues for a specific professional. An intelligent sorting with summary passed to the responder takes away much of the interruptions and repetitions.

Company with technical assistance. Calls are divided between commercial requests and assistance, with different urgency. The system qualifies and routes, and out of hours it collects faults with priority.

One-person activity. Here there is no sorting to do: the value is everything in not losing calls when the person is busy. The "structured message" level solves the problem at minimum cost.

What happens when no one is available

It is the most frequent situation in SMEs and the one that projects deal with the most. The system understands what is needed, tries to pass the call, and on the other side no one answers because they are all busy.

The wrong management is to put the caller on indefinite hold or send it back to the initial menu. The correct management involves an explicit alternative.

  1. The system clearly communicates that there is currently no availability.
  2. It proposes to leave a structured message with a callback.
  3. It collects the essential data: who, what, urgency, when it is attainable.
  4. Assign the request to the competent person with a notification.
  5. If possible, state by when it will be recalled.

Point 5 is the one that changes perception. «We call it back by tomorrow morning» turns an indeterminate wait into a commitment, and significantly reduces repeated calls from the same number.

A voice model alone does not resolve the transfer of the call. The capabilities of Nova 2.5 Sonic for voice agents they must be inserted into a system with authorized tools, error management and switching to an operator when dialogue is not enough.

The summary passed to the operator

It is worth dwelling on this detail, because it is the benefit that companies do not expect and then appreciate the most.

When the system transfers a call, it can pass together a summary of what has been said: who it is, what it needs, what data it has already provided. The responder must not start over, and the client must not repeat.

With context

  • Operator opens already informed
  • The customer does not repeat
  • The call lasts less
  • Fewer errors of understanding

Without context

  • The customer tells twice
  • Perception of disorganization
  • Longer times
  • The advantage of sorting is lost

It is an inconspicuous function when budgeting and should be explicitly asked: many systems transfer the "naked" call and nullify half the benefit.

Time slots: where to activate it first

The choice of when to respond to the system is more important than it seems, and it is better to proceed in degrees here too.

Out of hours is the natural starting point: the comparison is with silence, so whatever the system does is an improvement, and no customer is disturbed by something that used to work better.

At peak times, when all the lines are occupied, it is the second step: here too the comparison is with a lost call or a long wait.

In ordinary hours, with people available, is the most delicate step: here the system puts itself between the customer and someone who would have responded, and it must be justified by the fact that it sortes better, not just that it answers first.

Many companies stop at the first two levels and get the bulk of the benefit without touching on the caller's experience on normal time.

Mistakes to Avoid

  • Not checking the existing switchboard. It is the presupposition of everything.
  • Recreating a key menu with the entry. You lose the main advantage.
  • Not passing on context to the one who receives the call. It forces repetition.
  • Making it hard to get to a person. That's what generates the most anger.
  • Testing only in the office. The real lines are worse.
  • Aiming for the highest level immediately. The sorting is already worth a lot and costs little.

How to apply it in the company

Write down for a week, who answers the phone, the reason for each call and if it got to the right person. Two columns, nothing more.

That data will tell you three things: what are the recurring reasons, how many calls are missorted, and how many are left unanswered. With those numbers the project is sized on its own and you already know if you need the sorting or you need more.

The Relationship with Responders Today

An AI switchboard changes the job of answering the phone, and the way it is introduced determines whether it will be used or bypassed.

The typical concern is that the system is the first step towards replacement. In practice, the opposite happens: the respondent receives fewer wrong calls and fewer interruptions for trivial questions, and spends more time on requests that really require a person.

It is worth explicitly saying this before activation, and above all it is worth involving those who respond in defining the reasons for calling: they are the people who know them better than anyone else, and their contribution improves the system more than any external analysis.

  • Ask the respondent to list the recurring reasons
  • Have them try the system before the customers
  • Collect corrections in the first few weeks
  • Show numbers: how many calls sorted well, how many missed

Conclusion

An AI switchboard is not a more elegant key menu: it is a system that understands why you are calling and takes you where you need to go, passing the context to those who respond.

For most SMEs the value lies in low levels — sorting well and not losing calls — much more than in systems that solve everything on their own. They cost a fraction and solve the problem you really have.

A final verification before leaving concerns the data: even a simple sorting produces transcripts with names and call patterns. The verifications of GDPR and AI in the company They also apply here, and the choice as to what to store must be made explicitly. For a switchboard that merely routes, there is often no need to preserve anything beyond the outcome.

FAQ

What's the difference between an AI switchboard and a menu responder?

The classic responder follows a fixed tree and asks to press keys. The AI switchboard understands what the caller says in natural language and routes accordingly, without forcing them to choose between options that often do not match the reason for the call.

Can it answer questions or only route calls?

Both, and they are projects with very different levels of complexity. Intelligent routing is simple and inexpensive. Actually answering questions requires connections to business systems, and is worth doing only for the most frequent requests.

Do we need to change the existing switchboard?

Normally not, if the current system allows you to divert calls to an external number. It is the technical point to check first: if the switchboard is closed or very old, the project may require to replace it and the cost changes significantly.

What happens out of hours?

This is where it delivers the most value. Outside opening hours, the comparison is with no response rather than a person: those calls are currently lost. Even a system that simply collects a structured message and alerts the right person recovers contacts that would otherwise disappear.

Do customers get irritated?

They get irritated when they cannot resolve their issue and cannot speak to anyone. An AI switchboard that understands them at the first attempt and immediately transfers them to a person when needed is better received than the old keypad menu, which no one has ever liked.

How long does it take to get it up and running?

A smart sorting on a defined flow is achieved in a short time. The long part is not technical: it is deciding what to do, collecting answers to frequently asked questions and testing it with real calls before putting it in front of customers.
